IT support should escalate like a department, not deflect like a bot

Deflection is a support metric. Resolution is an IT metric. The difference decides whether your team trusts the tool in front of them.

Every support chatbot demo ends the same way: a question goes in, an answer comes out, and a dashboard celebrates a “deflection”. The ticket never reached a human, so the tool calls it a win.

But deflection only measures whether a human was avoided — not whether the problem was solved. Ask anyone who has typed “speak to an agent” three times in a row: a deflected ticket and a resolved ticket are very different things.

Real IT departments escalate
